One of the harder parts of scaling is resisting the urge to step in when something’s not going right. In the early days Miden (YC W24), it felt natural to take over. It was faster. Cleaner. But at some point, that starts to get in the way, especially when you have smart, capable managers can also lead. These days, I focus more on giving ownership, even when the outcome isn’t exactly how I would have done it. I use those moments to understand how someone thinks, what they prioritize, and where they might need support. When I give feedback, I also try to explain the reasoning behind it. The goal isn’t just to course-correct, but to help them make better calls across their own teams. We’re also working to make coaching part of the culture not just something that happens in exec 1:1s. Middle managers should feel equipped to develop their people too. Not everyone grows at the same pace. Some people need space, others need more structure. And as a founder, your job is to recognise that and adjust without lowering the bar.

Can GenAI replace 700 humans? Klarna tried. TLDR: They failed Two years ago Klarna made the move. They laid off their entire customer service team. They bet that generative AI could fully replace human support. Here’s the context: Klarna is a fintech company. Innovative, digital-first and a first mover in the industry. They became an early adopter of GenAI in customer support, hoping to cut costs and boost efficiency. Instead, they became a case study in what can go wrong. This is how it went: ~700 customer service employees laid off By 2024, their AI assistant handled ~75% of chats (~2.3 million conversations) But customer satisfaction dropped because of poor-quality support So now they are changing the course. Klarna is rehiring for customer service roles. They will combine AI with human agents. This is a hybrid approach that may prove more sustainable. Australian insurance group nibby introduced AI assistants in customer service too. It decreased the need for human digital support by 60%, reduced customer service calls by 15%. It resulted in over $22 million saved. Customer service is often the first go-to area for GenAI. It's customer-facing, high-volume and expensive to scale with humans. It’s also directly tied to revenue and implementing AI there is easily linked with ROI. When customer service slips, so do conversions, loyalty and brand trust. Klarna’s story isn’t about AI failure. It’s about overshooting, learning and recalibrating. And it’s a reminder to every company: Before you ask “Can AI do this?” - ask “How to do it right with AI?”
