    Since launching as a hotel booking app seven years ago, Engine has grown into a $2 billion travel platform serving more than 1 million travelers. In 2025, the company is aiming to grow another 70% without adding overhead, meaning they need to quickly scale while continuing to offer white-glove concierge service that customers expect.   Since fall of 2024, Engine has been using Salesforce's Einstein chatbot. It was a natural evolution to use Agentforce to build an AI agent that could fulfill customer requests on its own. The result was the Engine Virtual Agent (EVA), launched in November 2024. Initially, Engine aimed to automate a long list of tasks, but quickly realized that when an agent has too many options to choose from, it required more escalations, creating more latency and confusion. So, they scaled back, focusing on broader categories like hotels, flights, and cars. This greatly improved performance, leading to smoother conversations and fewer errors. Their first public-facing assistant focused on a high-value use case: automating customers' ability to cancel hotel reservations. Before EVA, human support reps handled over 300 cancellation requests daily. This involved reading chat transcripts, calling up reservations, contacting hotels and customers, and manually updating profiles in Salesforce Service Cloud. Today, nearly half of all hotel booking cancellations through Engine are handled automatically by EVA, which uses natural language processing to understand each request, validates customers' identities, and uses API integrations to contact hotels and update data sources. Using EVA has cut average customer handle time by 15% and improved support rep productivity by 10%, allowing reps to focus on higher-value customer experiences. Engine estimates EVA will save $2 million a year and scale the business without significantly expanding their 150-person support team. To do agentic AI well, agents need the same tools and resources as the support team. Building EVA directly inside Salesforce enabled this, connecting EVA to Engine's knowledge base and products for a real end-to-end customer experience. EVA was designed to be modular and scalable, with plans to take on more tasks and collaborate with specialized agents, from partners to event planners. Engine's goal was never to build the perfect AI agent, but to enable a perfect customer experience through intelligent human-AI collaboration.
